01COURSE OVERVIEW

Building the core communication and decision-making skills customer service staff need to recognise, reduce, and safely manage everyday hostile or difficult customer behaviour.

Learners explore early behavioural indicators, structured de-escalation methods, and the foundations of dynamic risk assessment adapted for customer-facing environments such as service desks, contact centres, reception areas, and other points of direct customer contact.

The course emphasises proportionate, consistent responses aligned with your organisation’s customer service and conduct standards, helping staff stay in control of an interaction without it turning confrontational.

Is this course suitable for staff with no previous conflict management training?
Yes. This is an introductory programme designed for staff of all experience levels, from new starters to experienced customer service teams. No prior conflict management training is required.
Does the course include any physical intervention skills?
No. Physical intervention is not appropriate for this risk level and is not included. This programme focuses entirely on communication, de-escalation, and consistent decision-making.
Is this suitable for phone-based teams too?
